The 30-second answer
Agent-assist is software that helps a live customer-service agent during a contact. It suggests the next reply, surfaces relevant knowledge, drafts the call summary, or flags compliance issues — without taking the conversation over from the human.
The agent stays in charge. The tool is in the side panel, not in the customer's seat.
What an agent-assist tool actually does
Day-to-day, an agent-assist tool runs in the background of the agent desktop and does four things:
- Listens to the live transcript. Chat or voice, in real time.
- Reads CRM and case context. Who the customer is, what they've contacted about before, what's open.
- Suggests text or actions in an overlay. A draft reply, a knowledge-base snippet, a next step like "offer a replacement." The agent edits and sends.
- Generates the post-call wrap-up. Summary, disposition codes, follow-up tasks — pre-filled, agent reviews.
Most tools also flag coaching moments for the team lead: missed empathy cues, missed disclosures, escalation risk.
How it's different from autonomous agents
Autonomous agents (Sierra, Decagon, Ada) take the conversation end-to-end. The customer talks to the bot, and a human only steps in on escalation.
Agent-assist keeps the human in the loop on every contact. The split matters for staffing:
- Agent-assist makes one agent handle more contacts well. Headcount stays roughly the same; each agent gets faster and more consistent.
- Autonomous agents reduce how many human agents you need at all, because the bot closes most contacts itself.
Most large enterprises buy both, in different parts of the stack — autonomous for tier-1 deflection, agent-assist for the contacts that still reach a human.
Where it fits in the contact-centre stack
Agent-assist sits as a layer on top of the CCaaS platform — NICE CXone, Genesys Cloud, Five9, Talkdesk. It does not replace the platform. The CCaaS still routes the contact, records it, and reports on it. Agent-assist just makes the human agent on that platform faster and more consistent.
Vendors you'll see in RFPs include Cresta, ASAPP, Balto, and Observe.AI. Some CCaaS platforms also ship their own agent-assist module, which is worth comparing before buying a third-party tool.
How to evaluate it
The questions that matter in a pilot:
- AHT reduction. Does it actually save time per contact, on the queues you care about? Pilot on one queue, hold the rest as control.
- CSAT impact. Does the agent come across better, or more scripted and robotic? Watch this closely on voice.
- QA scores. Are coached behaviours (empathy, disclosure, resolution) showing up more in scored interactions?
- Time-to-proficiency. New hires should reach target handle time and QA score faster. This is often the strongest business case.
- Integration. Real-time read from your CCaaS, write-back to your CRM, single sign-on. If the agent has to copy-paste, adoption dies.
